Frontline Lessons from ISCAS: What Complaints Are Teaching Clinicians – Expectation Setting

Experience is Clinical
FLI#4.3: Expectation Setting

With extensive experience and ongoing analysis of emerging trends, ISCAS continues to categorise complaints to better understand their underlying causes and improve insight across the sector.

In private healthcare, every interaction is evaluated through the lens of value for money; not just clinical outcomes, but the overall experience, including:

  • Communication
  • Organisation and coordination
  • Patient experience

Patients are no longer comparing private providers solely to the NHS. Increasingly, expectations are shaped by every premium service they engage with in daily life. In healthcare, outcomes cannot always be guaranteed. This makes clear, honest communication and effective expectation setting essential. When patients pay for a service but do not achieve the outcome they hoped for, dissatisfaction is often intensified – regardless of clinical quality.

Insights from stage 3 adjudications show a consistent pattern. Complaints rarely stem from outcome alone. More often, dissatisfaction arises from a mixed or poorly managed experience. Conversely, when patients feel well-informed and supported with a clear plan of action, they are far more likely to accept and understand associated costs.

This reinforces a key point: expectations in private healthcare are higher and less forgiving.
